The Complaint Is Real to Them but Within Spec: Decision Tree
Why this matters
You know the reading is in spec. The customer knows they are uncomfortable. Standing there insisting on your number will not move them, and quietly leaving will not either. The way through is to stop treating the measurement as a verdict you deliver and start treating it as a shared reference you build together. Done right, the customer either accepts the finding because they saw it, or they point you at the variable you missed. Both are wins.
Start here: is this actually a comfort issue?
If the complaint is a hazard cue (a smell near a gas appliance, a shock or tingle, warmth at an outlet, symptoms that ease when they leave the house), it is not a within-spec comfort case. Stop, make it safe (ventilate and shut down, or de-energize and verify dead), and diagnose the hazard. Only continue below if the complaint is genuinely about comfort or performance.
Reproduce it in front of them
Do not measure alone and report back. Have the customer create the complaint while you both watch.
- If they cannot make it happen with you there: it is likely intermittent. Set up a capture over time rather than declaring it in spec today.
- If they can trigger it: measure at that spot, that moment, with them looking at the instrument.
Show the number where they feel it
Put the reading at the point of complaint, out loud, and let them see it against the target.
- If the number is out of spec at their spot: you were both right. There is a real distribution or branch fault. Diagnose and fix it.
- If the number is in spec at their spot: now you have shared ground. Say what it means plainly. The system is delivering here, so the discomfort is coming from something the gauge does not measure.
When they see the number and still feel it
This is the useful fork. A customer looking at an in-spec reading who still feels wrong is telling you where to look next.
- Ask what feels off beyond the primary measure: a draft, a noise, brightness, humidity, a surface that is cold to the touch. These are real causes measurable on another axis, not imagination.
- Check the adjacent variable: a leaky window next to the heating complaint, sun load on the cooling complaint, a reflective surface on the lighting complaint. Your system can be perfect while its neighbor causes the feeling.
When the shared number resolves it
Sometimes seeing the reading is the fix. The customer understands the system is working, learns what to expect, and the complaint converts to a question you can answer.
- If understanding closes it: that is an education outcome. Set expectations and document what normal looks like so the next person does not re-open it.
- If they accept the reading but want it different anyway: that is a preference, and it becomes a scoped, priced change, not a repair.
