Video Call for Remote Diagnosis: Decision Tree

Why this matters

A customer calls with a problem, and before you roll a truck you have a choice: drive out blind, or get eyes on it first over a video call. Used well, a quick video lets you triage, bring the right part, and sometimes solve a non-issue without a visit. Used badly, it talks a customer through something that should never be done remotely and somebody gets hurt. The deciding question is not whether video is convenient. It is whether what you are looking at is safe to look at this way, and whether a screen can tell you what you need to know.

Start here: is the situation a hazard

Before any video call, sort for danger, because some problems must not be handled at a distance.

  • If the customer reports gas smell, a burning smell, smoke, sparking, water near electrical, or anything actively failing, do not start a video call to investigate. Give the safety instruction first: get out, shut it off at the source if safe, call the utility or emergency services. See related: Smell of Gas or Burning: Response Decision Tree.   • If it is a comfort or function complaint with no danger signs (it is not heating, it is making a noise, a fixture drips, a unit will not start with nothing smoking or sparking), video triage is on the table.

Never let the convenience of a video call pull a customer toward poking at something dangerous because you are watching. If it is a hazard, the call is a safety call, not a diagnostic one.

If it is safe: can a screen actually tell you enough

Video is good for some things and useless for others. Decide what you are trying to learn.

  • Good for: reading a model and serial number, seeing an error code on a display, spotting an obvious visible problem (a tripped breaker, a closed valve, a clogged filter, water where it should not be), and confirming whether the issue is what the customer described.
  • Weak for: anything that needs a measurement, a smell, a feel, or a reading from a tool. A screen cannot take a pressure, sense heat, hear a subtle noise accurately, or tell you what a meter says.

If the answer you need is a measurement or a physical test, video can prep the visit but cannot replace it. Use it to scope, not to conclude.

What the customer can and cannot be asked to do

The hard line on remote diagnosis is what you direct the customer to touch. They are not a tech and you are not there to stop a mistake.

  • Fine to ask: look at a label, read a display, tell you if a switch is on or off, point the camera at the unit, check whether something is plugged in, flip a clearly-labeled standard switch like a thermostat or a light.
  • Do not ask: remove a panel that exposes live electrical, relight a pilot, touch wiring, open a sealed system, bypass a safety, or reach into anything moving. If a step has a real injury risk for an untrained person, it is a step for a tech on site, not a customer on camera.

The test: would you let an untrained bystander do this unsupervised? If not, do not talk them through it over video.

Decide the outcome of the call

A video triage ends in one of three places. Name which.

  • Solved, no visit needed. The "problem" was a flipped breaker, a setting, a tripped switch, a filter. Walk them through the safe fix, confirm it worked, and save everyone the trip. Customers remember a shop that fixed it for free over the phone.
  • Visit needed, now better scoped. You saw enough to know the likely cause, the model, and the part. Schedule the visit and roll with the right part on the truck instead of a second trip. This is the most common win.
  • Visit needed, cause still unknown. Video could not tell you enough. That is fine. Schedule it and diagnose on site. Do not let the camera push you into guessing a fix you cannot see.

When to skip video entirely

Video is a tool, not a default. Skip it when:

  • The customer is not comfortable with the technology and it turns into a frustrating fumble. Do not make a stressed customer fight their phone. Just schedule the visit.
  • You already know you are going regardless. If the job is clearly a dispatch no matter what the camera shows, the call only adds friction. Book it.
  • The connection or the lighting makes it useless. A dark basement on a weak signal shows you nothing. Do not pretend a bad video told you something.

  1. Hazard check first. Gas, smoke, sparking, water and electricity: safety instruction, not a video call.
  2. If safe, decide what a screen can learn. Labels and obvious visible faults, yes. Measurements and smells, no.
  3. Direct only safe customer actions. Look and read and flip standard switches. Never panels, wiring, pilots, or anything live or moving.
  4. End in one of three outcomes: solved remotely, visit better scoped, or visit still needed.
  5. Skip video when it adds friction or the customer cannot use it.

The judgment to bank: a video call is a triage tool, not an X-ray and never a way to put a customer's hands somewhere a tech's should be. Lead with safety, use it to scope, and let the truck handle what a screen cannot.
