Customer Reports Scratched Glass After Service: Pre-Existing vs. Tech-Caused Decision Tree

Why this matters

A customer calling back to report scratched glass is one of the highest-stakes post-service situations in window cleaning. The financial exposure ranges from a partial refund on a small job to a glass-replacement claim on a multi-story commercial building. The key diagnostic fact - largely unknown to residential customers - is that a significant portion of window glass manufactured after approximately 2000 carries fabrication debris: micro-silica particles from the float glass production process that are embedded in or adhered to the surface. This glass scratches under contact with any abrasive, including a standard squeegee rubber that has picked up grit, a wet abrasive scrubbing pad, or a razor scraper used without lubricant. The scratch risk is not a tech error; it is a material defect present at the factory. The industry calls it "fabrication debris glass" or "fab debris glass." Understanding the two-branch decision tree - pre-existing vs. tech-caused - is the only reliable path through the dispute.

Branch 1: Determining whether the scratch is pre-existing

A scratch that existed before service has two physical signatures that distinguish it from a fresh scratch.

Dust in the groove. A scratch that has been present through multiple months of dust accumulation, outdoor exposure, or prior cleanings will have particulate matter settled into the groove. Under a loupe or strong flashlight held at a low raking angle, older scratches show a gray or dirty tint inside the groove. A fresh scratch made hours ago is clean-edged with no debris inside.

Oxidation at the scratch edge. On exterior glass exposed to moisture and UV, a scratch that is weeks or months old will show a faint rust-colored or hazy oxidation line along the glass edge of the groove. A fresh scratch has a clean, bright edge.

Neither of these is a courtroom-grade test, but both are meaningful indicators that hold up in a conversation with the customer and, when documented with a photo under raking light, are useful in a dispute.

The limitation: pre-service photos are the only reliable defense. If you photographed the glass before touching it and the scratch appears in the photo, the case is closed. If you did not photograph the glass, you are working with post-hoc indicators only.

Branch 2: Determining whether the tech caused the scratch

A tech-caused scratch during window cleaning typically results from one of three things:

  1. Grit pickup on the squeegee rubber or pad. A squeegee rubber that rolls over a debris particle on the glass acts as a scoring tool. This is the most common mechanism and the reason technique and tool cleanliness matter.
  2. Razor scraper use on fab-debris glass. A razor scraper is appropriate on tempered or annealed glass that has been confirmed clean and wet, using a fresh blade, in a one-direction push stroke. On fab-debris glass, any scraper contact can scratch regardless of technique because the silica particles in the glass surface abrade against the blade.
  3. Abrasive pad or steel wool use on fab-debris glass. Coarser pads (green or white scrubbing pads) are not appropriate for window glass under any circumstances. 0000 steel wool is appropriate only on non-fab-debris glass that has been confirmed in advance.

If the scratch pattern is linear, consistent in width, and follows the direction of the squeegee stroke or scraper direction, the cause is likely one of the above. If the scratch is irregular, random, or present on glass the tech did not reach, the attribution is not cleaning.

Fabrication debris glass: the industry context

Float glass is manufactured by pouring molten glass onto a bath of molten tin. During cutting, stacking, and shipping, small silica particles from the cutting process become embedded in or adhered to the soft glass surface that was in contact with the tin bath. These particles are invisible at normal viewing angles and are not detectable without a high-intensity light source at a raking angle.

The IWCA (International Window Cleaning Association) has published guidance on this issue and recommends that cleaners perform a glass-scratch-susceptibility test on any glass before using scrapers or abrasive tools. The test involves a small test scrape with a new razor blade in a hidden corner of the glass under proper lubrication. If the test area scratches, the glass is fab-debris-affected and scrapers are contraindicated for the entire job.

This test is the standard of care. Not performing it before scraper use on unknown glass is a legitimate basis for liability if scratches result. Performing it and documenting the result protects you in either direction.

Pre-service documentation: the only reliable defense

Photograph every pane before you clean it on any job where scratch liability is a realistic concern. This includes:

  • Any commercial job where glass replacement costs are high
  • Any residential job with premium or custom glass
  • Any job where the customer mentions prior scratches or expresses concern about the glass condition

The photo should be taken with a flashlight or phone torch held at a low raking angle to the glass. This angle makes existing scratches visible on camera. A straight-on flash photo will not show surface scratches.

Store the photos in the job record before you start. If a dispute arises, the pre-service photo set is the difference between a defensible position and an indefensible one.

Customer communication by branch

If the scratch is pre-existing (indicators present, or documented by pre-service photo): "I understand the concern - let me take a look. Based on what I can see, this scratch was present before our service. There's [dust in the groove / oxidation at the edge / it's visible in the before photo I took]. This isn't something that happened during the cleaning."

Be direct and calm. Do not hedge. If you have the pre-service photo, show it.

If the scratch may have been caused during service: "I want to be straight with you. This scratch wasn't visible to me during the job, but I want to understand exactly what happened. Let me look at the cause and what the remediation options are." Do not admit liability in those words; acknowledge the concern and investigate. Involve your insurance carrier before making any offers on significant glass replacement claims.

If the glass is fab-debris-affected: "This type of glass - it's sometimes called fabrication debris glass - is scratch-prone in a way that isn't visible until light hits it at the right angle. The scratch risk was in the glass itself before we arrived. I can explain more about it, or I can share the industry guidance on it if that's helpful."
