Why relationships need recovery

Initial response

Listen completely:

Don't defend:

What actually happened:

Be objective:

  • Don't assume customer wrong
  • Don't assume your team right
  • Find facts

When you're at fault

Honest acknowledgment:

  • "We made a mistake"
  • "I see what happened"
  • Don't dodge

Make it right:

  • Specific action
  • Customer's expectation
  • Sometimes go beyond

When customer's at fault (sometimes)

  • Customer didn't follow advice

Approach:

When fault unclear

For repair callback: "I'm sorry the issue is back. Let me come back at no charge + diagnose properly. We'll make this right."

For damage caused: "You're right; we damaged this. Here's what we'll do to repair / replace it."

For pricing dispute: "Let me review the invoice with you. Help me understand your concern."

For scheduling failure: "You're absolutely right; we should have communicated. Here's what we can do now."
