Confirming the Complaint Before You Start

Why this matters

You cannot fix a problem you have not seen. Yet techs do it constantly: they take the customer's words at face value, repair the thing those words point to, and leave - only to learn the real complaint was something else, or that nothing was actually wrong, or that the fault only shows up under conditions they never recreated. Confirming the complaint before you start means reproducing the actual symptom with your own eyes before forming a diagnosis. It is the cheapest insurance against fixing the wrong thing, and against the worst callback of all: the one where you "fixed" something that was never broken.

The customer reports an effect, not a cause

Customers describe what they notice through the lens of what they assume. "The thermostat is broken" might mean the house is cold for ten reasons that have nothing to do with the thermostat. "The water heater is leaking" might be condensation, a relief discharge, or a fitting upstream. Their words are a starting clue, not a work order. Your job is to translate the reported effect into an observed symptom.

Reproduce it yourself before you diagnose

Make the equipment misbehave in front of you. Run it through the cycle the customer described and watch the failure happen. Until you have seen it, you are diagnosing a story.

  • If it will not start, try to start it and observe exactly where the sequence stops.
  • If it makes a noise, get it to make the noise and locate it.
  • If it fails only sometimes, learn what "sometimes" means before you commit to a cause.

Seeing the symptom does three things: it confirms there really is a fault, it tells you the precise failure mode, and it gives you a baseline to test against after the repair.

Pin down the conditions

Many faults are conditional. They appear only when hot, only when wet, only under load, only at a certain time, only after running a while. If you test under conditions that differ from when the customer sees it, the equipment will run perfectly and you will find nothing - or you will replace a part on a hunch and never know if it helped.

Ask, then recreate:

  • When does it happen? Time of day, after how long running, cold start versus warm.
  • What is it doing when it fails? Heating, cooling, draining, under heavy load, idle.
  • What changed recently? A storm, a remodel, a new appliance, a prior repair.

The "no fault found" trap

If you cannot reproduce the complaint, do not invent one to justify the trip. Replacing a part because "it was probably that" on a unit that runs fine is how you create a return visit and a frustrated customer. Better to document that it ran correctly under the conditions you tested, note what conditions you could not recreate, and tell the customer plainly what you found and what to watch for. Honest "could not reproduce, here is what to capture next time it happens" beats a confident wrong repair every time.

Establish the baseline you will retest against

Confirming the complaint also gives you your acceptance test. The symptom you reproduced is exactly what you must prove is gone before you leave. Without that baseline, "I think it's fixed" is a guess. With it, you cycle the unit the same way, watch the symptom not happen, and know the repair holds.

Separate the complaint from the findings

Keep two lists in your head and your notes. The complaint is what the customer reported and what you reproduced. The findings are everything else you discover along the way. They are related but not the same, and conflating them leads to fixing an incidental finding while missing the actual complaint. Address the confirmed complaint first; raise other findings separately.

A quick intake rhythm

Listen to the customer, restate the complaint in your own words to confirm you heard it right, then go reproduce it. Watch it fail, note the conditions, and only then start diagnosing. Two extra minutes up front saves the wasted hour and the callback. This holds across every trade, on every call.
